Reducing call burden without sacrificing quality

The volume problem
Every new location adds patients, and every patient adds calls. Order status, opening hours, rescheduling, contact lens reorders, insurance questions. In most optical chains the phone is answered by the same people who serve customers at the counter, so the two jobs compete. When the counter wins, the phone rings out. When the phone wins, the customer in the store waits.
The usual answers, more staff or an outsourced answering service, either cost too much or push the work back to the store as messages that still need a call back.
Start by knowing what the calls are
Before changing anything, measure. In one two-location clinic, 8,420 calls over two months broke down into three dominant reasons: general information, order status and eye exam booking. None of the three needed a clinician. Few needed a person at all. Most practices find a similar pattern, and it is the basis for every decision that follows.
Four strategies that work
